Honestly I used to assume they were just reading a script too. But the last time this happened to me, the guy went off book completely. He leaned in and said, "Look, between you and me, the system is down for everyone." That kind of real talk changed how I see it. Now I figure some of them are just as frustrated with the rules as we are.
